New: a sample workflow audit report
Scenox Studios

AI customer support automation from first message to product feedback

Routine tickets are resolved by taking the action in your systems, hard ones reach the right agent with a summary, and quality, knowledge gaps and contact reasons are measured every week.

Replaces: Manual tagging and routing, copy-paste macros, spot-check QA in spreadsheets, stale help articles and contact-reason reports built by hand

What is AI customer support automation?

AI customer support automation runs the operations behind a support team: intake from every channel, triage and routing, resolving routine requests by acting in your systems, escalating with a summary, scoring quality and keeping the help center current. Agents handle the cases that need judgment, and support leads decide which intents run on their own.

The system, stage by stage

7 stages from intake across channels to voice-of-customer reporting, each with what runs on its own and the decision that stays with your team.

  1. 1

    Intake across channels

Email, chat, web forms, phone and social messages arrive in one queue, matched to the customer and their account.

    • Zendesk
    • Intercom
    • Freshdesk
    • Twilio

    Automated

    • Messages from every channel turned into tickets in your helpdesk
    • Customer, account, order and plan matched to each ticket
    • Duplicate and follow-up messages merged into the open ticket

    Your team decides

Support operations decides which channels are in scope and the hours each one is staffed.

    Built with customer support
  2. 2

    Triage and routing

Each ticket is classified by intent, urgency and customer tier, then sent to the right queue or agent.

    • Zendesk
    • Salesforce Service Cloud
    • Intercom
    • Slack

    Automated

    • Intent and urgency classification, with the reason recorded on the ticket
    • Routing by skill, language, tier and queue load
    • SLA timers set from the customer’s plan, with warnings before a breach

    Your team decides

Team leads set routing rules and priorities and move tickets when a queue is overloaded.

    Built with private AI models
  3. 3

    Resolution with actions

Routine requests are answered and resolved by taking the action in your order, billing or booking systems.

    • Zendesk
    • Gorgias
    • Shopify
    • Stripe

    Automated

    • Answers from your help center and policies, with sources
    • Account actions within policy, such as order status, address changes, rebooking or plan changes
    • Reply drafts for agents on tickets the system does not resolve

    Your team decides

Agents approve refunds and credits above your limit, and any action the policy does not cover.

    Built with customer support
  4. 4

    Escalation

Tickets that need judgment go to a person with the context they need to act.

    • Zendesk
    • Jira
    • Slack
    • PagerDuty

    Automated

    • Escalation on clear triggers: no supporting source, a policy rule, negative sentiment, a key account or a request for a person
    • Summary of the issue, what was tried and the suggested next step
    • Bug and incident tickets created in Jira with reproduction details

    Your team decides

Senior agents and engineering decide the fix, and support leads decide on goodwill gestures.

    Built with AI agents
  5. 5

    QA scoring

Conversations handled by people and by the system are scored against your QA rubric.

    • Zendesk QA
    • MaestroQA
    • Google Sheets

    Automated

    • Scoring for accuracy, policy compliance, tone and resolution across a broad sample of conversations
    • Each score linked to the message that drove it
    • Weekly coaching themes per team and per agent

    Your team decides

QA leads calibrate the rubric, review disputed scores and run coaching sessions.

    Built with customer support
  6. 6

    Knowledge base upkeep

Gaps and outdated articles are found from real tickets, and draft updates go to the article owner.

    • Zendesk Guide
    • Intercom
    • Confluence
    • Notion

    Automated

    • Questions with no supporting article flagged and grouped by topic
    • Article drafts written from resolved tickets and internal notes
    • Articles that conflict with current policy or recent product changes flagged for review

    Your team decides

The article owner approves every change before it is published to customers.

    Built with knowledge assistants
  7. 7

    Voice-of-customer reporting

Contact reasons, themes and sentiment are reported to product, operations and leadership.

    • Zendesk
    • Looker
    • Slack
    • Productboard

    Automated

    • Contact reasons and themes tagged across all tickets
    • Weekly report on volume, top drivers and changes, with example tickets linked
    • Alerts when a new issue spikes, such as a broken checkout step or a delayed shipment batch

    Your team decides

The support lead decides what to raise with product and operations, and those teams decide what to fix.

    Built with reporting and data

What we measure

Agreed before the build, measured against your baseline, reported every month.

First response time
Time from a customer’s first message to the first useful reply, by channel.
Resolution without hand-off
Tickets resolved by the system without a reopen, sampled weekly to confirm the resolution was correct.
Escalation quality
Agents’ rating of whether each escalation summary had what they needed to act.
QA score
Rubric scores by team, channel and intent, for people and the system alike.
Contact rate by reason
Tickets per order or per active customer for each contact reason.

Safeguards built in

Controls specific to this function, on top of the audit trail and approval gates in every system.

  • Refunds, credits and account changes above your limits wait for an agent
  • Answers come only from approved sources, with a hand-off when none applies
  • Customers can ask for a person at any point in the conversation
  • Identity checks before account changes, with inbound messages treated as untrusted input

Who it fits

  • Support teams of 5–100 agents on Zendesk, Intercom, Freshdesk or Gorgias
  • E-commerce brands with heavy order-status and returns volume
  • B2B software support teams with tiered SLAs
  • Outsourced support providers running queues for several clients

How it rolls out

One workflow first, live in six to ten weeks. Then the rest of the function, on the same foundation.

  1. 1Weeks 1–10

    First workflow

Intake and triage across your main channels, plus resolution for a small set of high-volume intents such as order status.

  2. 2Months 3–4

    Extend

Account actions within policy, escalation summaries and QA scoring.

  3. 3Month 5 onward

    Full function

Knowledge base upkeep and voice-of-customer reporting, with more intents and channels.

Questions about the support operations system

Which helpdesks does it work with?

Zendesk, Intercom, Freshdesk, Help Scout, Gorgias and custom systems through their APIs. Tickets, tags, macros and reports stay in your helpdesk.

Which tickets does the system resolve on its own?

The intents you choose after the audit, usually high-volume requests with a clear policy such as order status, address changes or password help. Each intent is tested on past tickets before it goes live, and you can switch one off at any time.

How is this different from the AI features in our helpdesk?

Helpdesk AI features mostly answer from articles. This system also takes the action in your order, billing or booking systems, escalates with a summary, scores quality and keeps the knowledge base current.

What happens to our agents’ time?

Agents handle the cases that need judgment, approve sensitive actions and review knowledge updates. How you use the freed capacity, such as complex tickets, proactive outreach or backlog, is your decision.

How do you know resolutions are correct?

We sample resolved tickets every week, score them against your QA rubric and track reopens. An intent that slips goes back to agent approval until it is fixed.
